ROLE SUMMARY:

KEY DUTIES AND RESPONSIBILITIES:

  • Lead the development and maintenance of advanced forecasting models to predict contact volumes and staffing requirements accurately.
  • Oversee the creation of monthly schedules, ensuring alignment with business needs, regulatory requirements, and employee preferences.
  • Create and maintain the contact center's PTO calendar, track time off balances, and notify management of changes when applicable.
  • Innovate by developing and implementing strategies to optimize workforce utilization, including real-time schedule adherence and intraday performance monitoring.
  • Conduct in-depth analysis of workforce metrics and trends to identify areas for improvement and develop actionable insights for management.
  • Collaborate with cross-functional teams to drive efficiency enhancements, automation initiatives, improvements to customer experience, or otherwise positively impact the business.
  • Foster a growth mindset by mentoring and training junior analysts to enhance team capabilities and ensure consistent adherence to best practices.
  • Act as a subject matter expert and trusted leader on workforce management principles, providing guidance and support to stakeholders across the organization.
  • Perform any other tasks that have been assigned by management.

SKILLS AND QUALIFICATIONS:

  • Minimum of 2-years of experience in a people leadership role and 2-years of data analysis/reporting experience.
  • Self-motivated and must excel in a minimally managed, high-profile position.
  • Proficiency in advanced data analysis techniques and experience working with large datasets.
  • Strong knowledge of workforce management software and advanced proficiency in Microsoft Excel and SQL.
  • Excellent communication and presentation skills, with the ability to convey complex concepts to both technical and non-technical audiences.
  • Ability to thrive in a collaborative team environment and lead cross-functional initiatives.
  • Strong problem-solving skills and a proactive approach to identifying and addressing operational challenges.
  • Must be able to pass a comprehensive background screening.
  • Must be a minimum of 21 years of age.

PHYSICAL REQUIREMENTS:

  • Must be able to push, pull, move, and/or lift a minimum of 25 lbs. to a minimum height of 5 feet and able to push, pull, move, and/or carry such weight a minimum distance of 50 feet, with or without mechanical assistance.
  • Must be able to work seated and standing as appropriate at workstations for extended periods of time, maintain body equilibrium while climbing ladders, stairways, stopping, kneeling, crouching, and reaching, and use hands/fingers to hold, grasp, turn, pick, pinch frequently/constantly to complete tasks.
  • Must be able to have effective communication skills with all levels of leadership.
  • Must be able to maintain multiple conversations via telephone, email or chat for extended periods of time.
  • Microsoft office basic skills.

WORK SCHEDULE:

  • 40+ hours weekly with flexible hours depending on business needs.
  • Must be available to work evenings, weekends, and holidays.
  • Must be available after hours if an emergency situation should arise.
